UPDATE:

After AliSaaber (community member) pointed it out, we rechecked our Paysafecard gift system.
Indeed, some users were no longer seeing their gifts available for retrieval.
After checking the system, we found a setting we set at that time:
Gift retrieval time: 30 days

Means that the users who won in the promotion at that time had 30 days to accept the gift.
After the time expired, the gift was hidden.
